Handling Extended Live Agent Wait Times in Virtual Agent and Now Assist ConversationsIssue <!-- /*NS Branding Styles*/ --> .ns-kb-css-body-editor-container { p { font-size: 12pt; font-family: Lato; color: var(--now-color--text-primary, #000000); } span { font-size: 12pt; font-family: Lato; color: var(--now-color--text-primary, #000000); } h2 { font-size: 24pt; font-family: Lato; color: var(--now-color--text-primary, black); } h3 { font-size: 18pt; font-family: Lato; color: var(--now-color--text-primary, black); } h4 { font-size: 14pt; font-family: Lato; color: var(--now-color--text-primary, black); } a { font-size: 12pt; font-family: Lato; color: var(--now-color--link-primary, #00718F); } a:hover { font-size: 12pt; color: var(--now-color--link-primary, #024F69); } a:target { font-size: 12pt; color: var(--now-color--link-primary, #032D42); } a:visited { font-size: 12pt; color: var(--now-color--link-primary, #00718f); } ul { font-size: 12pt; font-family: Lato; } li { font-size: 12pt; font-family: Lato; } img { display: ; max-width: ; width: ; height: ; } } Organizations may experience extended user wait times when Virtual Agent conversations are transferred to live agents through Advanced Work Assignment (AWA), particularly during periods of increased support demand or service disruptions. Administrators may need options to prevent users from waiting indefinitely and provide alternative self-service paths when live agent availability is limited. Symptoms<!-- /*NS Branding Styles*/ --> .ns-kb-css-body-editor-container { p { font-size: 12pt; font-family: Lato; color: var(--now-color--text-primary, #000000); } span { font-size: 12pt; font-family: Lato; color: var(--now-color--text-primary, #000000); } h2 { font-size: 24pt; font-family: Lato; color: var(--now-color--text-primary, black); } h3 { font-size: 18pt; font-family: Lato; color: var(--now-color--text-primary, black); } h4 { font-size: 14pt; font-family: Lato; color: var(--now-color--text-primary, black); } a { font-size: 12pt; font-family: Lato; color: var(--now-color--link-primary, #00718F); } a:hover { font-size: 12pt; color: var(--now-color--link-primary, #024F69); } a:target { font-size: 12pt; color: var(--now-color--link-primary, #032D42); } a:visited { font-size: 12pt; color: var(--now-color--link-primary, #00718f); } ul { font-size: 12pt; font-family: Lato; } li { font-size: 12pt; font-family: Lato; } img { display: ; max-width: ; width: ; height: ; } } Users remain in a Virtual Agent live agent queue for extended periods.Live agent wait times increase significantly during high-volume events.Users are not automatically redirected to alternative support options when queue wait times exceed acceptable limits.Availability checks may indicate that live agents are available even though actual wait times are excessive. Cause<!-- /*NS Branding Styles*/ --> .ns-kb-css-body-editor-container { p { font-size: 12pt; font-family: Lato; color: var(--now-color--text-primary, #000000); } span { font-size: 12pt; font-family: Lato; color: var(--now-color--text-primary, #000000); } h2 { font-size: 24pt; font-family: Lato; color: var(--now-color--text-primary, black); } h3 { font-size: 18pt; font-family: Lato; color: var(--now-color--text-primary, black); } h4 { font-size: 14pt; font-family: Lato; color: var(--now-color--text-primary, black); } a { font-size: 12pt; font-family: Lato; color: var(--now-color--link-primary, #00718F); } a:hover { font-size: 12pt; color: var(--now-color--link-primary, #024F69); } a:target { font-size: 12pt; color: var(--now-color--link-primary, #032D42); } a:visited { font-size: 12pt; color: var(--now-color--link-primary, #00718f); } ul { font-size: 12pt; font-family: Lato; } li { font-size: 12pt; font-family: Lato; } img { display: ; max-width: ; width: ; height: ; } } Live agent availability checks and queue behavior do not always account for current workload conditions. The isLiveAgentAvailable() functionality only validates whether agents are available and whether the queue is within its configured operating schedule. It does not evaluate: Current queue length.Estimated wait time.Agent workload or capacity. As a result, users may still be routed to a live agent queue even when agents are available but unable to immediately assist due to high demand. Resolution<!-- /*NS Branding Styles*/ --> .ns-kb-css-body-editor-container { p { font-size: 12pt; font-family: Lato; color: var(--now-color--text-primary, #000000); } span { font-size: 12pt; font-family: Lato; color: var(--now-color--text-primary, #000000); } h2 { font-size: 24pt; font-family: Lato; color: var(--now-color--text-primary, black); } h3 { font-size: 18pt; font-family: Lato; color: var(--now-color--text-primary, black); } h4 { font-size: 14pt; font-family: Lato; color: var(--now-color--text-primary, black); } a { font-size: 12pt; font-family: Lato; color: var(--now-color--link-primary, #00718F); } a:hover { font-size: 12pt; color: var(--now-color--link-primary, #024F69); } a:target { font-size: 12pt; color: var(--now-color--link-primary, #032D42); } a:visited { font-size: 12pt; color: var(--now-color--link-primary, #00718f); } ul { font-size: 12pt; font-family: Lato; } li { font-size: 12pt; font-family: Lato; } img { display: ; max-width: ; width: ; height: ; } } Organizations can use a combination of Advanced Work Assignment (AWA) Queue Triggers and Virtual Agent topic logic to manage extended live agent wait times. Option 1: Configure AWA Queue Triggers AWA Queue Triggers provide an out-of-box method to manage users who are already waiting in a live agent queue. Available trigger types include: Wait Time Trigger Executes after a configured amount of time while keeping the user in the queue. Can be used to notify users about expected delays and provide options to continue waiting or choose another support path. Maximum Wait Time Trigger Removes the user from the queue after the configured wait duration. Can redirect the user to a Virtual Agent topic that provides alternatives, such as: Creating a support request.Providing contact information for follow-up.Reviewing available knowledge articles.Selecting another self-service option. Option 2: Perform a Pre-Queue Wait Time Check Organizations that want to evaluate expected wait time before transferring users to live agents can implement logic within the Virtual Agent topic flow. A Script Action can query the AWA queue wait time information and evaluate whether the estimated wait exceeds a defined threshold. Based on the result, the conversation can: Continue with live agent transfer if the wait time is acceptable.Redirect users to alternative solutions if the wait time exceeds the defined threshold. Note: The queue average wait time value represents a historical rolling average and may not reflect sudden increases in demand during active incidents or service disruptions. For more immediate queue analysis, organizations may evaluate active pending work items and calculate an estimated wait based on current queue conditions. Recommended Configuration For the best user experience, implement both approaches: Use a pre-queue wait time evaluation to determine whether users should enter the live agent queue.Configure an AWA Maximum Wait Time Trigger as a fallback to prevent users from waiting indefinitely after entering the queue. These options apply to Now Assist in Virtual Agent because live agent escalation continues to use the standard Virtual Agent and AWA queue infrastructure. Queue Triggers operate independently of whether the conversation originated from a traditional Virtual Agent topic or a Now Assist-powered experience.
