Can agents see all cases through My List on the CSM portal? An agent visiting the CSM portal through My List to view cases is not a typical use case. Agents do not normally access the CSM portal directly unless they have been granted proxy roles. A proxy role allows an agent to act on behalf of a customer contact on the portal. Without a proxy role, agents work through the main ServiceNow platform interface, not the customer-facing portal. Can external users only see cases submitted by them or opened on their behalf through My List? Yes. By default, an external user (a customer contact) can only see cases they submitted or cases that were opened on their behalf by another user such as an agent with a proxy role. This behaviour is controlled by the roles assigned to the contact. Review the roles reference documentation to understand which roles grant access to which case records. For role details, see Roles installed with Customer Service Management. 3. Why are the case counts in My Cases and All Cases the same? If the logged-in user only has the basic customer role, My Cases and All Cases show the same count because the customer role does not grant broader account-level visibility. To see a difference between the two counts, the user must be assigned the case manager or case admin role. Once those roles are assigned, All Cases displays all cases associated with the account, while My Cases continues to show only cases the user personally submitted. 4. Does All Cases reflect cases submitted across the full account, while My Cases shows only cases submitted by the logged-in user? Yes. When the appropriate roles are in place, the portal behaves as follows: All Cases — displays all cases opened for the account, regardless of which contact submitted them. In the example where three team members each submit a case, All Cases shows all three.My Cases — displays only the cases submitted by the currently logged-in user. In the same example, My Cases shows one case. To observe this difference, assign the case manager and case admin roles to the user and compare the portal views. Note: If a case has an associated request, All Cases displays both cases and requests. My Cases displays cases only, and My Requests displays requests only.
